What is ticket triage?
Ticket triage is the first step in handling support requests: read each one, tag the topic, decide how urgent it is and send it to the right person. Triage does not answer the customer. It makes sure the urgent and the easy requests are found quickly. AI can do the sorting, while people handle the replies and decisions.
Ticket triage is the first step in handling support requests: reading each one, tagging its topic, deciding how urgent it is and routing it to the right person or queue.
- Triage means tagging, prioritising and routing each support request as it arrives.
- It happens before anyone writes an answer.
- Good triage uses a short list of tags and clear rules for what counts as urgent.
- AI can do the first pass overnight so the queue is sorted when the team starts.
- FrugalPod’s Triage agent tags, prioritises and routes tickets and never answers them.
What happens during ticket triage?
Triage has three parts. First, tag the request by topic, such as billing, delivery or a how-to question. Second, prioritise it: a customer who cannot log in or has been charged twice comes before a general question. Third, route it to the person or queue best placed to handle it. Done by hand, this takes time on every ticket. Done well, it means nothing urgent sits unread at the bottom of a pile.
Why does triage matter for a small team?
In a small team, one person often answers everything, so the order of work decides who waits. Without triage, replies follow arrival time and a serious problem can sit behind five simple questions. With it, you choose the order on purpose. It also shows patterns: if many tickets share a tag, something upstream may need fixing, such as unclear delivery information or a broken link.
How does AI ticket triage work?
An AI reads each new ticket, picks the tags from your list, judges urgency using your rules and sends it where it should go. Because it understands the wording, it can spot an angry or urgent message even if the customer never uses the obvious keywords. The risk is a wrong tag or priority, so review a sample and let people override. Our guide to clearing the support queue overnight shows a full routine.
What comes after triage?
After triage, someone writes the answer. Many tickets repeat questions your help center already covers, so a drafted reply can save time, as long as a person approves it. A good help center makes drafts better. Triage and replying are separate jobs, and keeping them apart makes each easier to check. Anything involving refunds, safety or a very upset customer should go to a person.
Examples in a small business
- A bakery’s online shop tags order-status questions and flags “wrong item” complaints as urgent.
- A software firm routes billing questions to the owner and bug reports to the developer.
- A hotel tags booking changes and marks same-day arrivals as top priority.
- A shop owner opens a queue each morning that was already sorted overnight by topic and urgency.
Not to be confused with
- Ticket resolution: Actually answering and closing the request, which comes after triage.
- Auto-reply: A fixed message sent when a ticket arrives, without reading its content.
- Medical triage: A separate clinical process of sorting patients by need, unrelated to customer support.
How FrugalPod handles ticket triage
In FrugalPod’s support pod, the Triage agent tags, prioritises and routes every ticket as it lands. It never answers. Drafting answers from your help center, in your tone, is the Responder agent’s job, and spotting usage drops and renewal risks is the Success watcher’s. By default, anything that sends waits for human approval in the app or in Slack. Each pod has a hard budget cap, every action is recorded in an activity log and tools connect read-only by default.

Common questions
Something missing? Write to admin@frugalpod.com and a person will reply.
Does ticket triage mean answering the customer?
No. Triage only sorts: it tags the topic, sets the priority and routes the ticket. Replying is a separate step. With FrugalPod, the Triage agent never answers, and drafted replies come from a different agent and wait for approval by default.
How many tags should I use?
Keep the list short enough that anyone can remember it. A handful of clear topics usually works better than dozens of fine-grained ones. Add a new tag only when a pattern keeps showing up.
Which tools does FrugalPod’s support pod work with?
FrugalPod’s support pod connects to Zendesk, Intercom, Freshdesk, Slack, Gmail and Shopify. Check the integrations page for the full list, and remember that tools connect read-only by default, so the pod can sort tickets without changing them.
Can AI triage miss an urgent ticket?
It can. No system is perfect, so set clear urgency rules, review a sample of sorted tickets regularly and let your team override a priority. The activity log helps you find what went wrong and fix the rule.
